Position Summary
An experienced and customer-focused Service Desk & Endpoint Operations Manager to lead the organization's end-user computing and service desk operations. This leadership role is responsible for the strategic direction, operational performance, governance, and continuous improvement of four critical service delivery teams:
- Configuration Management
- Help Desk
- Equipment Services
- Onsite Support
The successful candidate will ensure delivery of world-class IT support services while driving endpoint lifecycle management, asset governance, compliance, vendor management, budgeting, and operational excellence across the enterprise. This role serves as the primary leadership point for end-user technology services and acts as the face of IT support for executive stakeholders and critical business operations.
Key Responsibilities
Service Desk Leadership & Operations
- Provide leadership and direction for all Service Desk operations across Tier I and Tier II support functions.
- Establish and manage service delivery standards, SLAs, KPIs, and customer satisfaction metrics.
- Drive incident, request, escalation, and problem management processes.
- Ensure consistent execution of ITIL-aligned support practices.
- Lead operational governance reviews, service reporting, and continuous improvement initiatives.
- Partner with business stakeholders to identify opportunities to improve employee experience and support services.
- Serve as the escalation point for executive, VIP, and business-critical support issues.
Team Leadership Responsibilities
Help Desk Team
Responsible for oversight of:
- Enterprise Help Desk operations
- Incident and request management
- Password resets and access support
- VDI and thin-client support
- Customer communications
- Knowledge management participation
- SLA performance and ticket quality
Onsite Support Team
Responsible for oversight of:
- Lab and office technology support
- Conference room and audiovisual support
- Large event support
- Executive and VIP onsite support
- Office technology deployments
- Facility technology coordination
- Global site support consistency
Equipment Team
Responsible for oversight of:
- Hardware procurement and lifecycle management
- New employee and contractor onboarding equipment fulfillment
- Hardware refresh programs
- Equipment inventory and asset tracking
- Warranty repairs and vendor coordination
- Device decommissioning and e-waste processes
- Mobile device and tablet fulfillment
Configuration Management Team
Responsible for oversight of:
- Endpoint configuration standards
- Endpoint security compliance
- Device provisioning and imaging
- Automation initiatives
- Software deployment processes
- Vulnerability remediation coordination
- Operating system and application patch management
- Endpoint compliance reporting
- Audit and regulatory support activities
Tanium Platform Ownership
Serve as the business and operational owner for the enterprise endpoint management platform. Responsibilities include:
- Establish endpoint management strategy and roadmap.
- Ensure governance and operational oversight of Tanium modules including:
- Deploy
- Patch
- Provision
- Asset
- Enforce
- Comply
- Manage endpoint security and compliance initiatives.
- Oversee vulnerability remediation activities in partnership with Information Security.
- Establish patch governance and deployment standards.
- Ensure software deployment and self-service services are maintained and improved.
- Develop endpoint reporting and compliance dashboards.
- Drive automation and zero-touch deployment strategies.
- Maintain operational readiness and documentation standards for endpoint management services.
Purchasing, Budget & Vendor Management
- Own Service Desk operational budgets.
- Manage endpoint hardware procurement and purchasing processes.
- Develop and maintain vendor relationships for hardware, software, support services, and maintenance agreements.
- Lead equipment forecasting and capacity planning efforts.
- Establish purchasing standards and governance controls.
- Manage lifecycle replacement programs and capital expenditure planning.
- Drive vendor performance reviews and contract compliance.
- Recommend cost optimization opportunities while maintaining service quality.
Governance, Compliance & Continuous Improvement
- Ensure compliance with internal controls, audit requirements, and regulatory obligations.
- Support FDA, HIPAA, HITRUST, SOX, and cybersecurity compliance initiatives.
- Establish operational procedures, standards, and governance frameworks.
- Maintain service desk, endpoint, asset, and configuration documentation.
- Lead process automation and service modernization initiatives.
- Partner with Infrastructure, Security, IAM, Engineering, and Business teams on cross-functional initiatives.
- Drive maturity of CMDB, asset management, and endpoint governance capabilities.
Strategic Leadership
- Develop the long-term vision and roadmap for Service Desk and End User Services.
- Build strong relationships with executive leadership and business stakeholders.
- Identify opportunities to improve employee productivity and IT service experience.
- Champion customer-centric service delivery across all support functions.
- Lead organizational change management initiatives related to support services and endpoint technologies.
- Mentor and develop team leads and individual contributors across the four service towers.
- Foster a culture of accountability, operational excellence, and continuous improvement.
Qualifications
Required
- 8+ years of progressive IT operations or end-user computing leadership experience.
- 5+ years managing technical support or service delivery teams.
- Experience leading multiple operational teams.
- Experience managing enterprise endpoint management platforms.
- Strong knowledge of:

- Experience with Tanium endpoint management.

- Experience within healthcare, life sciences, or highly regulated industries.
