INTRODUCTION
We are seeking an experienced Customer Support Analyst to support enterprise applications in a production environment. The selected candidate will serve as a primary point of contact for users, handling service desk tickets, troubleshooting technical issues, coordinating with technical teams and vendors, and supporting production releases and phased application deployments.
ROLE AND RESPONSIBILITIES
Key Responsibilities:
- Serve as the primary point of contact for production support requests.
- Receive, review, triage, prioritize, and assign service desk tickets.
- Communicate with technical and non-technical users to gather issue details and business impact.
- Perform Tier 1 and Tier 2 technical troubleshooting.
- Resolve routine issues using documented procedures and knowledge articles.
- Create and manage vendor support tickets for software defects.
- Coordinate with technical teams, business analysts, infrastructure teams, and vendors.
- Monitor tickets through resolution and ensure service-level expectations are met.
- Maintain accurate incident and technical documentation.
- Develop and update knowledge articles and standard operating procedures.
- Identify recurring issues and recommend process improvements.
- Support production releases, validation activities, and post-implementation activities.
- Prepare reports on support trends, recurring incidents, and production health.
- Perform high-volume ticket deduplication and queue management.
- Conduct technical root cause analysis for recurring incidents.
BASIC QUALIFICATIONS
- Bachelor's degree in Computer Science, Information Systems, Business Administration, or related field, OR 4 years of equivalent experience.
- Experience supporting enterprise software applications.
- Experience in a Help Desk, Service Desk, or IT Support environment.
- Experience with ticket management systems such as ServiceNow, Azure DevOps, Jira, Remedy, or similar.
- Strong analytical and troubleshooting skills.
- Excellent verbal and written communication skills.
- Ability to work effectively with technical and non-technical users.
- Ability to prioritize multiple competing requests in a fast-paced production environment.
- Experience documenting business and technical issues clearly and concisely.
- Ability to successfully complete a Level II Background Check.
PREFERRED QUALIFICATIONS
- Knowledge of ITSM principles, incident management, problem management, and change management.
- Experience supporting large-scale, phased deployments of custom or greenfield enterprise solutions.
